A cardholder dispute is a complaint raised about a card payment through the card issuer’s dispute process. The term can also appear as a specific network category, so merchants should identify the actual case stage, reason, and available response rather than relying on the label alone.

Mastercard’s merchant guide uses a cardholder-dispute framework covering multiple conditions. The official chargeback guide should be read with the current notice and the provider’s instructions.

Know Who Handles the Case

The cardholder raises the concern. The issuer generally evaluates it. The merchant’s payment provider communicates the case and supports any permitted evidence response. Network rules govern the process, including eligible later stages.

Read the Claim Before Building Evidence

Different allegations need different records:

  • An unauthorized-payment claim calls for relevant authentication and transaction context.
  • A non-receipt complaint calls for the promised and actual fulfillment timeline.
  • A quality complaint calls for the purchase-time offer and what was supplied.
  • A duplicate-charge complaint calls for payment and capture reconciliation.
  • A canceled-subscription complaint calls for the cancellation and billing timeline.
  • A missing-credit complaint calls for the refund amount, date, reference, and status.

Use the reason-code guide and billing dispute diagnostic. A reason code describes the claim; it does not independently prove whether the cause was fraud, error, or a valid service complaint.

Keep Filing Windows and Response Deadlines Separate

The cardholder’s filing period, merchant response deadline, issuer review period, and any escalation deadline are different clocks. Their length and start date can vary by network, case type, provider, and service or delivery date.

Use the actual cutoff shown for your case. Do not assign every Visa or Mastercard dispute a standard merchant response period. Set an earlier internal review target and confirm the submission, rather than treating a saved draft as a completed response.

Stripe’s response documentation illustrates the need to distinguish inquiries from disputes and review the packet before final submission. If an inquiry becomes a chargeback, follow the new case instructions instead of assuming the earlier response is sufficient.

Choose the Available Resolution

If the complaint is valid, acceptance or an appropriate early-stage refund may be the right action. If relevant evidence supports a challenge, prepare a concise factual response. Use refund and chargeback guidance to avoid duplicate reimbursement.

Eligible early resolution services can handle some events before chargebacks. Coverage is not universal. A lost case also does not automatically provide a right to arbitration; confirm whether pre-arbitration or another step is available through your provider.

Document the Outcome Without Guessing the Cause

Record the actual status and financial adjustment. A win does not prove the customer acted dishonestly, and a loss does not prove your submission was late. Mark unknown causes as unknown until records support a conclusion.

Keep the source documents connected using standardized evidence records. Review recurring service, refund, or communication gaps separately from suspected misuse.

Build a Reliable Response Operation
